Overview
The Manager of Customer Experience (MCE) position with the Centre for Rehabilitation and Health is responsible for maintaining exceptional insurer/customer/stakeholder experiences in all aspects of their work with CRH, and working closely with the Clinical Supervisor who oversees and ensures the clinical integrity, of the services CRH offers. Both the MCE and Clinical Supervisor work together to ensure functional outcomes that result in return to gainful employment whenever possible, and maintaining fiscal prudence for our customers, and good business practice for CRH, to optimize our customers return on investment for rehabilitation service expenditures. The MCE strives to ensure the insurer experience is seamless in terms of proactive communication, confirmation of referral objectives, and keeping the clinician on track with respect to optimizing strategy for the file so that return to work and overall successful outcomes are achieved.

Job/Task Description: The Manager of Customer Experience has 3 key areas of responsibility:

Clinician Management:

Ensuring the clinicians are completing PGAP and/or other clinical services as per required guidelines
Ensuring clinicians are timely in their receipt and booking of initial referrals
Reviewing weekly updates and ensuring all files are on track to result in the required outcome- liaising with the clinician if/when an update suggests the clinician might need some guidance to ensure the file does not derail
Editing reports in a timely fashion and confirming clinician’s approval prior to processing
Ensuring clinician is clear on referral expectations, timelines and referral objectives- and obtaining it prior to assigning the file to the clinician if the referral information is not clear
Ensuring clinicians use the software for all required entries and electronic file management
Reviewing clinician invoices to ensure accuracy, reasonable billing times, and that the necessary profit margin is achieved on a per invoice basis
Orient new clinicians as needed to expectations and philosophy of CRH with materials/resources developed and provide mentorship as needed

Customer/Insurer Management:

Possess and Exude a passionate understanding of the importance of communication with customers- the more we communicate, the more we increase opportunities for more referrals and improved insurer satisfaction with CRH service delivery
Ensure weekly updates are sent for each client on an insurer caseload
Ensure invoices are appropriate, and stay within the insurer’s required approval allotment
Participate and/or arrange meetings to educate customers about services, how to optimize their outcomes
Demonstrate sincere customer service and appreciation for their business by ensuring each customer feels their business is valued
Ensure timely response to voice mails, e-mails
Provide guidance for referral sources when requested on matching the most appropriate service for their needs
Conduct lunch and learns if/when necessary
Encourage business development opportunities
Handle insurer questions about invoices/reports in a timely and professional manner
Develop and maintain insurer relationships through excellence in outcomes delivery, and collaborative problem solving
Orient new customers to the CRH model of service delivery, pricing, and service expectations

CRH Business Management

Ensuring the viability and growth of CRH by collaborating with The Clinical Supervisor on process improvement opportunities/strategies and being prepared to take the lead on implementation of such ideas
Keeping Clinical Supervisor abreast of any/all concerns that could lead to a poor insurer experience or outcome and collaborate that measures are taken to correct the situation as efficiently and responsibly as possible
Work collaboratively with admin staff using a team approach
Cultivate/maintain relationships with relevant stakeholders whereby we can increase customer knowledge of PGAP and other CRH services

Job Type: Full-time

Pay: $80,000.00-$90,000.00 per year

Only applicants with a minimum of two years of experience managing long-term disability (LTD) claims will be considered. Candidates must have experience coordinating with rehabilitation providers and a strong understanding of vocational reintegration strategies.
